The Challenge

The Approach

Component 2: AI Sales Roleplay
Beyond product knowledge, the operator deployed AI roleplay simulations that let agents practise selling their specific products. Scenarios included:
- Recommending the operator's packages against a competitor comparison
- Upselling excursions, room upgrades, and premium transfer options
- Handling price objections with value-based responses

Key Learnings
What Worked Best
Scenario-based content. Agents consistently rated scenario-based modules higher than factual modules. "Show me how to sell it" beat "tell me about it" every time.
Roleplay with AI coaching. The most requested feature. Agents reported that practising difficult conversations in a safe simulated environment was the single most useful aspect of the programme.
Mobile access. The majority of training sessions were completed on mobile devices, primarily during gaps between customer calls. Making the experience mobile-first was critical to achieving 94% completion.
BDM data integration. BDMs who used training analytics to inform their visits reported significantly more productive conversations than those who didn't.
What They'd Do Differently
Launch with roleplay from day one. The phased approach (knowledge first, then roleplay) was cautious. In hindsight, launching both simultaneously would have driven engagement even faster.
Set completion targets earlier. The operator initially made training voluntary. Completion rates were strong regardless, but setting explicit targets at the 90-day mark for agency groups accelerated engagement in slower-responding partners.
Segment content more aggressively. The initial content was relatively uniform. Greater segmentation by agent type — high-street retail vs call centre vs homeworker — would have improved relevance further.
